Most Salesforce Service Cloud environments route cases using static rules based on channel, case type, or origin — not on what the customer has actually written. This creates a predictable and daily set of problems:
How Intelligent Case Routing Works
The solution adds an AI classification layer that fires automatically when a case is created. It reads the subject and description already present on the case — information that exists at creation but is never used by standard routing rules — and uses it to make a confident, content-aware routing decision.
The process completes in four steps, entirely in the background:
Step 1 — Case Created
A customer submits a case by email, web form, or chat. The moment the case is saved in Salesforce, an automated classification job is queued in the background — the case creation itself completes instantly with no delay.
Step 2 — AI Reads the Case Content
The case subject and description are sent to an AI model configured to act as a senior service triage agent. It reads the case content and returns a structured classification — recommended queue, priority, category, complexity, plain English reasoning, and a confidence score.
Step 3 — Classification Written to the Case
The AI response is parsed and written to six fields on the Case record — making the routing recommendation, category, complexity, and confidence score available for rules, dashboards, and agent context before anyone opens the case.
Step 4 — Case Routed to the Right Queue
When the confidence score is at or above the configured threshold, the case is automatically routed to the AI-recommended queue. When confidence falls below the threshold, the system falls back to existing assignment rules — ensuring no case is ever left unrouted.

Intelligent Case Routing & Classification is a content-aware automation solution built natively on Salesforce Service Cloud. A background classification job fires the moment a Case is created — reading, scoring, and routing each case automatically, without waiting for an agent to act.
Each capability is delivered through Salesforce technologies as follows:
Architecture principle: Deterministic Apex governs the routing decision and guarantees no case is ever left unassigned; the generative AI call is isolated to a single classification step. This keeps the system reliable and explainable — the AI informs the decision, but standard Salesforce automation enforces it.

Rather than routing by channel or case type, the AI reads the subject and description of every incoming case and classifies it based on its actual meaning. The same information that a skilled agent would use to route a case is now used automatically — at the moment of creation.

Every case receives a complete classification across six dimensions, written directly to the Case record. Agents open a case already knowing what it is about, how complex it is likely to be, and why it was routed to them.
Confidence-Based Fallback — Every Case Gets Routed
No case is ever left unrouted because the AI was uncertain. When the confidence score meets the configured threshold, the AI recommendation is used. When it falls below — for example, on an unusually worded or ambiguous case — the system automatically falls back to the existing assignment rules already in place.
Supervisor Visibility — Continuous Insight into Routing Quality
Supervisors and team leads gain real-time visibility into how cases are being classified and routed. Classification accuracy, volume by category, misroute trends, and confidence score distribution are all available without manual reporting — built directly from the fields written to every case.
